Predicting the unpredictable: How behavioral predictability displays enhance service quality perceptions through cognitive ease

Abstract

Firms urgently seek scalable ways to halt the erosion of customer satisfaction, yet the impact of making service interactions more predictable remains underexplored. Guided by Processing Fluency Theory, this research conceptualizes behavioral predictability displays—concise cues that outline forthcoming employee or system actions—as a low-cost design lever that can enhance perceived service quality by fostering cognitive processing ease. Four randomized experiments manipulated the presence of behavioral predictability displays across hospitality, government, and retail contexts. Consistently, displaying behavioral predictability displays increased perceived service quality relative to control conditions, and mediation analyses confirmed that higher cognitive processing ease accounted for the effect (Studies 1–2). Moderated-mediation tests showed that the indirect pathway was amplified when the focal service was high (vs. low) in complexity (Study 3) and when consumers exhibited a high (vs. low) need for control (Study 4). Together, the findings extend Processing Fluency Theory from static message design to dynamic service journeys, delineate boundary conditions that sharpen its predictive power, and offer managers an actionable blueprint: integrating simple timelines, progress bars, or scripted previews can meaningfully elevate quality perceptions, especially in intricate services and for control-seeking segments.
