Abstract

Vấn đề đo lường chất lượng dịch vụ trong ngành ngân hàng vẫn chưa được coi trọng dù rằng ngành ngân hàng Việt Nam phát triển nhanh trong những năm gần đây. Bài nghiên cứu nhắm đến việc xem xét kỳ vọng và nhận thức của khách hàng về dịch vụ tiền gửi tiết kiệm tại Ngân hàng Nông nghiệp và Phát triển Nông thôn Việt Nam (Agribank) bằng cách sử dụng công cụ nghiên cứu SERVQUAL, dưới dạng so sánh các chỉ tiêu. Mẫu 200 khách hàng được hỏi về kỳ vọng và nhận thức dịch vụ, và đánh giá chất lượng dịch vụ qua các câu hỏi. Việc phân tích cho thấy chất lượng dịch vụ được đo lường qua mô hình hiệu chỉnh gồm 4 chỉ tiêu: Độ Tin cậy (Reliability), Chất lượng Tương tác (Interaction quality), Môi trường Dịch vụ (Service environment) và Giá cả (Price). Mô hình hiệu chỉnh cũng đề xuất cho Agribank một số việc nên làm nhằm đạt đến kỳ vọng khách hàng.
