Quelles stratégies relationnelles entre clients « vulnérables » et conseillers bancaires ?

Abstract

Face à la montée de la précarité des ménages, les banques s'interrogent sur l'intérêt d'entretenir la relation client et sur l'opportunité d'accompagner ces derniers pour traverser ces épisodes de vulnérabilité. Dans cet article, nous proposons une analyse dyadique des stratégies relationnelles développées par les clients bancaires vulnérables et leurs conseillers au cours de la relation bancaire. Nous avons mené une étude qualitative et longitudinale fondée sur 9 études de cas rétrospectives, auprès d'une banque mutualiste française. Les résultats identifient diverses situations de vulnérabilité et mettent en évidence cinq types de stratégies relationnelles selon que l'épisode de vulnérabilité est isolé ou récurrent. Le papier dresse enfin quelques implications théoriques à l'endroit des banques et des pouvoirs publics dans une perspective d'inclusion sociale des ménages vulnérables.
