Abstract

La déviance du client est une catégorisation qui résulte d'un processus de construction sociale dans l'entreprise ; elle peut refléter une incapacité de celle-ci à interpréter et à gérer certaines situations de service. L'accident ferroviaire de Villeneuve-Triage (du 20 septembre 2003) est un événement de cette nature, qui a contraint la SNCF à se pencher sur le comportement de ces clients en situation perturbée. A travers l'analyse du traitement de cet accident, nous montrerons que l'entreprise a privilégié l'étude de la « déviance » de quelques clients, au détriment d'une réflexion plus large sur le contexte décisionnel des clients résultant de la situation décrite. Enfin, nous proposerons une lecture alternative de cet accident et en tirerons quelques préconisations managériales en matière d'analyse du comportement du client en situation perturbée.
