Ein Review zum Beschwerdeverhalten: State-of-the Art und künftige Forschungsfragen

Abstract

Das Review arbeitet den Forschungsstand zum Beschwerdeverhalten auf. Dabei werden 24 Beschwerdedeterminanten auf ihren empirischen Rückhalt hin untersucht. Nach den Ergebnissen kann der Beschwerdeführer als sehr unzufrieden, einkommensstark, selbstbewusst und sozial aktiv charakterisiert werden. Er verfügt über positive Beschwerdeerfahrungen, ist positiv gegenüber der Beschwerdehandlung eingestellt und empfindet keine Macht- bzw. Hilflosigkeit. Eine Beschwerde begünstigende Situation kennzeichnet sich durch eine hohe Erfolgswahrscheinlichkeit der Beschwerde, einen vom Kunden erwarteten hohen Beschwerdenutzen und niedrigen Beschwerdekosten, die Bekanntheit der möglichen Beschwerdekanäle, einen hohen bezahlten Kaufpreis, eine intensive Nutzung des fehlerhaften Produktes im Alltag und eine vom Kunden vorgenommene, externe Schuldzuschreibung für das aufgetretene Problem aus. Auf Basis der Ergebnisse werden Handlungsempfehlungen für ein effektives Beschwerdemanagement gegeben und Vorschläge für die weitere Forschung unterbreitet.
