Abstract

La méthode des enquêtes mystère consiste à faire appel à des enquêteurs pour jouer incognito le rôle de clients ou de clients potentiels afin de pouvoir évaluer avec précision et le plus objectivement possible la qualité d'un service ou d'un mode de contact. Bien qu'elle connaisse depuis une quinzaine d'années un fort développement en France et que son importance comme outil de manage- ment ne cesse de grandir, elle n'a jusqu'à présent suscité qu'un intérêt très limité de la part des chercheurs. Cet article vise, dans ce contexte de croissance, à guider les organisations intéressées par la mise en œuvre d'une telle technique, notamment en présentant de manière détaillée et analytique la démarche qui doit présider à la conception et à la réalisation d'une enquête mystère.
